This counter-blogging flow chart (bigger version here) by the folks from the Emerging Technology Division of the US Air Force's public affairs arm is really handy. The chart gives guidance on how to respond to trolls, ragers, unhappy customers, etc. It's meant for Air Force personnel but I reckon it can used by us civilians as well.
